      Large AI platforms are inserting themselves between brands and customers, increasing the distance between the two. At the same time, customers now have new superpowers: with almost zero effort, they can compare options, switch providers, and instantly find cheaper or more convenient alternatives. Loyalty is no longer a given — it is under attack.

      This shift calls for a counter-movement. Companies must go beyond the purely transactional efficiency of AI and focus on creating deeper, more meaningful value for their customers. The future of Customer Experience is not about replacing humanity with technology, but about using AI to elevate value creation.

      In this 40-minutes breakout, Orange Business and Philips will share their experience from several POCs realized recently: the problem we explored, what we learned, and how this contributed to a broader discussion about the future roadmap. 

      We will then look at what could come next. Our belief is that the next opportunity lies not simply in adding more AI capabilities, but in understanding the customer journey behind the contact centre: the data flowing across systems, the processes and workflows it supports, and the cross-functional teams involved in delivering the experience.

      This is where we see Customer Journey Ops and a CX data-driven approach playing an important role,  helping organizations identify concrete customer pain points, understand the underlying data and operational dependencies, and prioritize where technology and AI could create meaningful customer and business value. 

      The session will share both what has been done and what we believe could come next: moving from a focused PoC towards a more connected view of journeys, data and operations, and ultimately creating the foundations to scale CX beyond individual touchpoints.

      Running a customer service operation is a daily fight: volumes, teams, escalations, and a backlog of projects that never shrinks.

      AI didn't make that go away at Bayard Group. What it did is give us better eyes. Tens of thousands of interactions a year across phone, email, and portal, we stopped asking "are customers happy?" and started asking "what exactly is going wrong, and where do we hit first?"

      Two deployments made that shift real: Voice of the Customer analysis surfaced that digital services are the leading source of dissatisfaction, ahead of everything else. Automated call scoring made quality management targeted instead of scattered.

      Useful? Absolutely. Easy? No.
